Choose the journey and the shared record
Trace a customer across calls, email and messaging. Identify where agents repeat questions or lose the next action. Voz360 Customer360 and conversation management provide the context and work structure to evaluate a connected version of that journey.
Prioritize the next improvement
Decide whether the main gap is routing, collaboration, approvals, staffing or quality. Introduce the relevant capability and measure the outcome. Adding another channel first can increase the number of incoming contacts without improving the team's ability to complete them.
Prioritize one source of repeated effort
Review several examples of a difficult cross-channel journey and identify the most common break. It may be missing context, uncertain authority or an unowned action. Choose the first roadmap item around that finding and specify what evidence would demonstrate an improvement after rollout.
Start with the hardest recurring journey
Choose a recurring request that involves repeated contact, multiple teams or evidence collection. Invite agents, a supervisor and the people who perform dependent work. Map what actually happens, including spreadsheets and informal messages, before drawing the desired experience.
Keep the workshop concrete: entry channel, identity check, customer goal, internal decisions, waiting states and final communication. Mark each point where the customer repeats information or the team loses track of responsibility.
Produce a future-state service record
For an illustrative disputed charge, define the fields needed at intake, the specialist's investigation, approval authority and customer update. Decide whether dependent work needs a linked or parent-child conversation. Identify the history another agent needs if the customer calls again.
Use synthetic information to test the map. Ask someone who did not design it to follow the proposed handoff. Confusion at this stage is useful evidence that a status, field or ownership rule needs clarification.
Turn the workshop into delivery inputs
Produce a list of required channels, properties, permissions, relationships, rules and reports. Assign unresolved business decisions to named owners. Separate mandatory controls from conveniences so the first implementation remains manageable.
The Customer360 view helps frame the context needed at each touchpoint. Pass the workshop outputs into the omnichannel roadmap rather than treating the workshop diagram itself as an implemented service design.
Your practical checklist
- Trace one difficult journey
- Identify the ownership gap
- Choose a targeted capability
- Review the result
Use this checklist in a workflow review with your agents, supervisors and implementation owners. Record what the team demonstrates, which decisions need an owner and what remains to be confirmed for your deployment.

Scenarios, worksheets and diagrams are illustrative; they are not customer results or application screenshots. Configuration, carrier services, integrations and commercial terms are scoped for each deployment.
