Find the source of demand
Separate new requests from repeat calls about unresolved cases. Review routing, missing information and pending approvals. Voz360 voice operations, Customer360 and conversation history help teams inspect those patterns. A backlog of unfinished work may need a process change alongside additional coverage.
Coordinate capacity and communication
Use forecasting, scheduling and real-time adherence where WFM is in scope. Review live operations with supervisors and keep follow-up commitments realistic. Test escalation and overflow arrangements for the deployment. Compare repeat contacts and quality after the peak to learn which changes actually helped.
Run a peak-period tabletop exercise
Describe a sample period with elevated arrivals and unresolved approvals from an earlier shift. Ask supervisors to prioritize coverage, customer updates and pending decisions. Review the response against available reporting and WFM scope, then document which process or configuration changes should be tested before the next peak.
Diagnose the source of demand first
A call spike can come from a service incident, seasonal demand, repeat contacts or a routing problem. Compare arrival patterns with request reasons before treating every spike as a staffing shortage. If customers call repeatedly because a promised update was missed, additional capacity alone will not remove the cause.
Separate immediate queue response from later process improvement. Assign an incident owner, a customer communication owner and someone responsible for unresolved work created during the peak.
Use a controlled surge playbook
Review current staffing, eligible queues and escalation paths. Use approved communications to explain relevant service information without promising unconfirmed recovery times. Route work according to skills and availability, and record what needs follow-up after the call.
In an illustrative billing incident, many callers share a cause but still have individual requests. Consider parent-child or linked conversation structures where appropriate; do not merge distinct customer records simply because the incident is common.
Review the peak after service stabilizes
Compare forecast assumptions, actual demand, schedule coverage and repeat-contact reasons. Sample the conversations created during the surge for missing commitments. Keep quality and completed follow-up in the review alongside answer activity.
Workforce management supports forecasting, scheduling and real-time adherence, while conversation management preserves unresolved work. Rehearse both the queue response and the recovery backlog before the next expected peak.
Your practical checklist
- Separate repeat demand
- Review pending work
- Adjust coverage
- Inspect quality after the peak
Use this checklist in a workflow review with your agents, supervisors and implementation owners. Record what the team demonstrates, which decisions need an owner and what remains to be confirmed for your deployment.
