Map identity and data ownership
Agree how customer identifiers, phone numbers and account fields are matched. Include unknown callers and duplicate contacts in the design. Voz360 supports CTI CRM and external CRM integration scoping, but each connector's fields, permissions and update behavior need implementation-specific validation.
Test the complete inbound journey
Receive a call, inspect customer context, update an approved field and create a follow-up. Then test an unavailable CRM and a conflicting record. Confirm how agents continue service and how the integration owner investigates the failure without losing accountability for the customer request.
Test an uncertain identity match
Use a sample caller whose details could match more than one CRM record. Ask the agent to resolve the ambiguity using the approved process. Inspect which fields can be changed and what happens if the CRM is unavailable, so convenience does not override record ownership or customer verification.
Specify the exact CTI interaction
CTI can connect a call event with a customer record, but the required behavior needs detail. Define which identifier initiates a lookup, which system displays the result and what happens when no unique match exists. State whether the workflow only reads data or also writes an outcome.
Identify the CRM version, required interfaces, authentication and accountable maintainer. A general integration capability is not a guarantee that a particular external configuration supports every action your team expects.
Run a minimum acceptance matrix
| Test | Evidence to capture |
|---|---|
| Unique match | Correct customer and relevant record |
| Multiple matches | Agent verifies before selecting |
| No match | Controlled new or unmatched-request process |
| Restricted user | Unauthorized fields and actions remain restricted |
| CRM unavailable | Clear fallback and pending-work handling |
| Update rejected | Failure visible with a reconciliation owner |
Use synthetic customers and inspect the resulting conversation history. Screen-pop success should be tested separately from write-back. Include a correction to contact information so the team can explain which system owns the authoritative value.
Hand over a maintained integration
Document field mapping, dependencies, failure investigation and change ownership. Agree what gets retested after either system changes. Keep integration errors separate from agent mistakes in operational review.

Your practical checklist
- Map identifiers
- Test duplicate contacts
- Validate update permissions
- Test CRM unavailability
Use this checklist in a workflow review with your agents, supervisors and implementation owners. Record what the team demonstrates, which decisions need an owner and what remains to be confirmed for your deployment.
CRM integration acceptance evidence matrix
Use this test matrix after scope and permissions have been agreed. Record actual observations, an evidence reference and a responsible reviewer. All records below are synthetic scenarios; no specific CRM connector is implied.
| Test condition | Expected evidence | Failure to exercise | Decision to record |
|---|---|---|---|
| Known customer calls | Authorized agent can locate the correct permitted record | Two records share similar contact details | Identity matching and ambiguity handling |
| Agent updates a mapped field | Intended value is visible in the agreed system of record | Write permission is denied | Failure visibility and recovery owner |
| Same external event arrives again | Agreed duplicate handling preserves the intended result | Replay the same synthetic event | Observed repeat-event behavior |
| External CRM unavailable | Agent receives an appropriate next step without false success | Temporarily simulate an unavailable endpoint | Recovery process and reconciliation owner |
