Map a repeated-contact journey
Follow a customer who emails, calls and then sends a message about the same problem. In Voz360, use Customer360 to inspect related history and conversation relationships to connect the work where appropriate. Record a clear summary so the next agent can act without repeating every question.
Make progress visible to the next owner
Use properties, checklists, approvals and notes to express what is complete and what is still needed. Define who will update the customer when another team makes a decision. Measure repeat contacts and reopened requests to assess whether the revised workflow actually reduces effort.
Test a customer chasing an update
Follow a sample issue across email and phone after a promised decision is delayed. Ask the next agent to identify the missing step and the person responsible for the update. Record the improvement that would prevent another contact, then check it against later cases.
Locate unnecessary work the customer performs
Customer effort includes repeating identity details, resending evidence, chasing an update and explaining earlier commitments. Map one common request from first contact to completion and mark each point where the customer compensates for a missing handoff. A fast acknowledgement does not remove this effort if the issue remains fragmented.
Prioritize changes to the shared work record before adding another channel. More entry points can increase repetition if ownership and identity matching remain unclear. Define the information that must travel with a request.
Run an illustrative channel-change test
A customer submits a form, follows up by chat and later calls. Ask the next agent to identify the outstanding issue and latest commitment without requiring the customer to repeat the whole story. If identity is uncertain, explain the verification step rather than linking records on weak evidence.
Check whether an attachment or private internal note is appropriate for the new agent's permissions. Continuity means the right information reaches the right person; it does not mean every record becomes visible to everyone.
Use evidence that reflects the whole journey
Review repeat-contact reasons, requests for information already supplied and overdue promised updates. Where CSAT is available, interpret it alongside the request history. Compare similar customer journeys rather than combining unrelated channels into one unexplained average.
Omnichannel service and Customer360 should demonstrate the handoff together. Ask a supervisor to explain the remaining customer effort after the pilot and identify the next process change.
Your practical checklist
- Trace repeated contacts
- Write an actionable summary
- Assign the update owner
- Review reopens
Use this checklist in a workflow review with your agents, supervisors and implementation owners. Record what the team demonstrates, which decisions need an owner and what remains to be confirmed for your deployment.
